A one-star review just landed. Maybe it's fair, maybe it's exaggerated, maybe it's from someone you've never served. Either way, your reply isn't really for the reviewer: it's for every future customer who scrolls past it. Here's the method, 15 templates by situation, and how to tell when a review should be reported instead.
Why reply to negative reviews instead of ignoring them?
Because the review stays up, and silence reads as "they don't care." In BrightLocal's 2026 survey of 1,002 US consumers, 77% said negative reviews make them less likely to choose a business, and 42% said they're unlikely to use a business that never replies. Even replying only to negative reviews helps: 47% said they'd be likely to use a business that does.
Google's own advice lines up: treat negative reviews as feedback, respond with care, protect the reviewer's privacy, own real mistakes without taking blame for things outside your control, and invite complex issues offline.
How should you respond to a negative review?
Five beats, in this order. Three to five sentences is plenty.
Wait and check the facts
Never reply angry. Pull the booking, the order or the job ticket, and ask your team what happened. Reply the same day or the next.
Thank them and name the problem
"Thanks for letting us know," then the specific issue: "the 40-minute wait on Saturday." Repeating the detail proves you read it.
Apologize when it's warranted
A real apology for a real mistake. If the facts are disputed, apologize for the experience without admitting to something that didn't happen.
Say what you're changing
One concrete fix: extra staff on weekends, a new carrier, a checklist before every job. Future customers remember this line.
Take it offline and sign
An email or phone number, plus your first name and role. The rest of the conversation happens in private.
Three hard rules in every case: no personal details (full name, dates, order contents, anything medical), no public accusations, and no refund or gift conditional on editing or deleting the review. Google prohibits incentives tied to reviews. You can fix the problem; you just can't ask for a better review in return.

Swap in the bracketed parts. These are starting points: keep the structure, change the wording, add the detail from the review.
Long wait
1. Wait time on site (restaurant, store, front desk)
Hi [Name], thanks for the feedback. You're right: waiting [40 minutes] on [Saturday afternoon] isn't the experience we want for anyone, and I'm sorry. We've since [added a second host on weekends]. 2. Late delivery or missed appointment window
Hi [Name], you were expecting [your order / our technician] on [date] and we didn't deliver on that. I apologize. The cause was [a supplier delay / a scheduling mistake], and we've [switched carriers / changed how we book appointments]. Could you email me at [email]? I want to make sure everything is sorted on your end. [Your name], [Role]
3. No answer to calls or messages
Hi [Name], thanks for flagging this, and I'm sorry no one got back to you. That's not okay. We now [return every call within one business day]. You can reach me directly at [email or phone] and I'll handle it personally. [Your name], [Role]
Price
4. "Too expensive" (no billing error)
Hi [Name], thanks for being upfront. Our prices reflect [fresh, local ingredients / the time we spend on each job], and I understand they can come as a surprise. If you'd like to talk it through, I'm at [email]. We hope to win you over next time. [Your name]
5. Final bill higher than the quote
Hi [Name], a bill that's higher than the quote with no clear explanation is frustrating, and I get it. [The difference came from … / I'm looking into this now.] Either way, we should have told you before the work was done. Please email me at [email] so we can go over the invoice together. [Your name], [Role]
Mistakes and quality
6. Wrong or incomplete order
Hi [Name], you received [the wrong item / an incomplete order], and I'm truly sorry. We've [added a check before every order goes out]. Email me at [email] and we'll fix this right away. [Your name], [Role]
7. Disappointing product or service
Hi [Name], thank you for explaining what went wrong with [the dish / the haircut / the repair]. That's not our usual standard, and I've shared your feedback with [the kitchen / the shop]. I'd like to understand exactly what happened. Could you email me at [email]? [Your name], [Role]
8. Serious mistake that's fully on you
Hi [Name], you're completely right, and I apologize. [The problem] should never have happened. We've [specific change] so it doesn't happen again. I'd like to call you to talk it through. Could you send me your number at [email]? [Your name], [Role]
Staff
9. Rude employee (you've confirmed it)
Hi [Name], thank you for telling us. The way you were treated isn't what we expect from our team, and I'm sorry. We've addressed it internally. I'd be glad to talk more at [email]. [Your name], [Role]
10. The facts are disputed
Hi [Name], thanks for your message. I'm sorry your visit left you feeling this way. Our understanding of what happened is a little different, and I'd rather talk it through with you directly than here. Could you email me at [email]? We take every review seriously. [Your name], [Role]
Don't name the employee involved and don't retell the incident in public.
Fake reviews and non-customers
This is the "how to respond to a fake review" example most owners are looking for. The goal: look calm and reachable to readers who can't tell whether the review is real.
11. No record of the customer
Hi, thanks for your message. We can't find a record of [your visit / your order] and want to understand what happened. Could you email us at [email] with a few details? We'll get back to you quickly. [Your name], [Role]
12. Review clearly meant for another business
Hi, thanks for the feedback. Based on your description ([a service we don't offer / a different address]), it sounds like this review may be about another business. If we've got that wrong, please email us at [email]. We want to know. [Your name], [Role]
13. Suspicious review (competitor, former employee, review spike)
Hi, we don't recognize the situation described and can't find any record of your visit. We're happy to talk at [email]. We've also asked Google to take a look at this review. [Your name], [Role]
Stay neutral. Even if you're sure who wrote it, don't name them or accuse anyone. Report the review (see below) and let Google decide.
Abusive or threatening reviews
14. Review with insults or profanity
Hi, I'm sorry your experience left you this upset. We'd like to understand what happened, and you can reach us at [email]. [Your name], [Role]
Keep the reply short, then report it: profanity used to offend and offensive content are against Google's policies.
15. Personal attack on a team member
Hi, we take what you've described seriously and would like to discuss it with you directly at [email]. We won't discuss a team member's situation here. [Your name], [Role]
Report it for harassment if it names a specific person or includes threats.
When should you report a review to Google?
When it breaks Google's rules, not when it's unfair. Google's help center is blunt: don't report a review just because you disagree with it, and Google doesn't get involved in conflicts between businesses and customers. A harsh but genuine review will stay up.
| Situation | Google policy | Report it? |
|---|---|---|
| Never a customer, paid review, review spike from new accounts | Fake engagement, rating manipulation | Yes |
| Written by a competitor, former employee or relative | Conflict of interest (rating manipulation) | Yes |
| Insults, profanity, threats | Offensive content, harassment | Yes |
| Shares someone's full name, phone or address | Personal information | Yes |
| About a different business, or a political rant | Off-topic | Yes |
| Harsh but believable complaint | None | No: reply |
| 1 star, no text | None, unless there are signs it's fake | Usually no |
In the US, the FTC's 2024 rule on fake reviews also bans "review suppression": using baseless legal threats, intimidation or false public accusations to get negative reviews taken down. Reporting a review through Google is fine; threatening the reviewer is not.
If someone threatens to flood your profile with bad reviews unless you pay, Google has a separate extortion reporting process, linked from its help page on reporting inappropriate reviews.
How do you report a review on Google?
Google offers two official routes.
From your Business Profile:
- Open your Business Profile and select Read reviews.
- Next to the review, select the report icon.
- Pick a reason, such as "Spam" or "Profanity," and send the report.
From the Reviews Management Tool (better for tracking):
- Open the Reviews Management Tool and confirm the account.
- Select your business, then "Report a new review for removal."
- Select Report next to the review, choose a reason and submit.
Google says review evaluation typically takes several days. In the same tool, the status moves from "Decision pending" to either removal or "Report reviewed - no policy violation." If the review stays up, you get a one-time appeal (up to 10 reviews at once) through "Appeal eligible reviews"; the decision arrives by email.
Reporting and replying aren't either/or. Do both: while Google reviews the report, your calm reply is what customers see.
- Check your records first: bookings, invoices, schedules.
- Reply in two or three neutral sentences with a contact.
- Name no one: not the reviewer, not a competitor.
- Report with the most specific reason that applies.
- Note the date and track the status in the Reviews Management Tool.
- If it stays up, use your one appeal, then move on: a steady flow of recent, genuine reviews matters more than one old outlier.
Can AI handle negative reviews?
For drafting, yes. For publishing on its own, no. A negative review requires checking facts the AI doesn't have. The right setup: AI writes the draft, a person edits and approves it.
That's the default in Revys AI review replies: 1 to 3 star reviews trigger an alert, and you can opt to get a draft you approve with one click from your inbox. Reviews that mention sensitive topics (health, allergies, legal complaints, discrimination) are never published without a human check, even if you've turned on auto-publishing. That detection is tuned for French-language reviews for now, so for English reviews, keep 1 to 3 stars on manual approval. To try it on a real review first, use the free AI review response generator.

Complaints specific to your trade have their own templates: restaurant reviews, hotel reviews, dental reviews, auto repair reviews, salon reviews and real estate reviews.
Key takeaways
- Wait, check, then reply in five beats: thanks, the specific issue, a warranted apology, the fix, an offline contact.
- No personal details, no accusations, no perks in exchange for changing a review.
- Fake review: neutral reply plus a report; never name a suspect.
- Report only what breaks Google's policies, and track it in the Reviews Management Tool.
- Healthcare: never confirm that someone is your patient.
FAQ
How do I reply to a bad review? Is there a sample?
Keep it to 3 to 5 sentences: thanks, the specific issue, an apology if it's deserved, the fix, and an email or phone number to continue offline. Sign with your name and role. The 15 templates on this page cover the most common situations.
How do you reply to a fake review?
Briefly and neutrally: say you can't find a record of their visit and invite them to contact you directly. Don't call them a liar or name a suspect. Then report the review to Google with the most accurate reason.
What can I do about fake reviews on Google?
Report them from your Business Profile or the Reviews Management Tool. Google removes reviews that break its policies, such as fake engagement, conflicts of interest, harassment or off-topic content. If a report is rejected, you get a one-time appeal.
Is it illegal to leave fake bad reviews?
In the US, the FTC's 2024 rule bans businesses from creating, buying or spreading fake reviews, including ones from people with no real experience. It also bans using baseless legal threats or intimidation to get honest negative reviews removed.
Can Google remove a negative review that's just unfair?
No. Google says not to report a review just because you disagree with it, and that it doesn't get involved in disputes between businesses and customers. A harsh but genuine review stays up, so your reply is what matters.
Should I reply to a 1-star review with no text?
Yes, in one or two sentences: you don't know what happened, so invite them to get in touch. If it looks like it came from someone who was never a customer, report it as well.
